The contact center has been one of the most stubborn cost lines in telecom, and one of the hardest to modernize. Cloud delivery and embedded AI have now made Contact Center as a Service a credible route out of legacy estates, and CSPs from Telstra to STC are already committing to platform decisions that will shape customer operations for the next decade.

We trace five decades of contact center evolution to show where the current cycle sits, set out why legacy architectures are no longer fit for purpose, and assess the case that CCaaS moves the contact center from a cost line to a revenue channel.
